Across all categories, the <a rel=\"nofollow\" href=\"https:\/\/clevertap.com\/blog\/churn-rate\/\">average churn rate for app users is around 80% within ninety days<\/a>. <\/p>\n\n\n\n<p>While retention can be challenging, efforts put into building a well-planned customer retention strategy will ensure the sustainable growth of your business and help create more loyal customers.&nbsp;<\/p>\n\n\n\n<p>We teamed up with Growthfolks, India\u2019s largest community of growth enthusiasts, to host a three-part series called \u201c<a href=\"https:\/\/rocketium.com\/is\/growthshops-by-rocketium?utm_source=Blog_post&amp;utm_medium=Customer-retention-strategy&amp;utm_campaign=blog_internal_linking\">Growthshops: Unlock Growth Experiments<\/a>.\u201d This blog will highlight tried and tested examples of customer retention strategies from the second session by a growth marketer with vast experience setting up and scaling startups &#8211; <strong>Yatin Garg, Director of Growth, CashKaro (Ex &#8211; Shuttl, Jabong)<\/strong>.<br><\/p>\n\n\n\n<h2 class=\"wp-block-heading\"><strong>3 Factors that Contribute to a Successful Customer Retention Strategy<\/strong><\/h2>\n\n\n\n<p>Customer retention is an output. To build a customer retention strategy, you must understand and improve the three inputs that contribute to successful retention:<\/p>\n\n\n\n<ul class=\"wp-block-list\"><li>Activation<\/li><li>Engagement<\/li><li>Resurrection<\/li><\/ul>\n\n\n\n<h2 class=\"wp-block-heading\">&nbsp;Activation<\/h2>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\">\u201c<em> Activation means connecting the user to the core value proposition of your product &#8211; making them experience the Aha! Moment and experiencing that for several times till a particular period.\u201d<\/em><\/p>\n\n\n\n<p>Most of you would\u2019ve played Super Mario Bros as a kid, and when the Fire Flower popped up, you weren\u2019t excited because it had big green leaves, or you could get it simply by walking over it. The excitement came from knowing that once you got it, you would become Fire Mario &#8211; giving you the ability to throw bouncing fireballs.<br><\/p>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/Super-Mario-Activation-Analogy.png\" alt=\"\" class=\"wp-image-10996\" width=\"584\" height=\"428\"\/><figcaption> <a rel=\"nofollow\" href=\"https:\/\/www.useronboard.com\/The-Elements-of-User-Onboarding-Intro.pdf\">Source<\/a> <\/figcaption><\/figure>\n\n\n\n<p>Your product (the flower) and its features (green leaves, easy to pick up) are not sources of excitement for your customers. <\/p>\n\n\n\n<p>The dopamine effects come from them knowing how awesome it would be once they experience the product.&nbsp;<\/p>\n\n\n\n<p>You want your entire onboarding process to communicate that \u201cawesome-ness\u201d and at each stage help elevate customers towards the fire-hurling giant they want to be.&nbsp;<\/p>\n\n\n\n<p>You do that by conveying the value proposition to your customers very well. \u201cHow can I do that?\u201d and \u201cHow can I ensure that the customers have understood the value proposition?\u201d are questions a growth marketer should answer when they look at activation.<br><\/p>\n\n\n\n<h3 class=\"wp-block-heading\">Point to Note for Activation<\/h3>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\"><em>\u201cUnderstand what the core action that a user should take is, and&nbsp; answer how they are doing it over a period of time.\u201d&nbsp;<\/em><\/p>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/Cohort-segmentation.jpg\" alt=\"\" class=\"wp-image-10997\" width=\"588\" height=\"315\"\/><\/figure>\n\n\n\n<p>The above image is a representation of cohorts of users who did a core action. <\/p>\n\n\n\n<p>Let\u2019s say for an eCommerce platform, the core action is a transaction made by the user. Find out when he\/she makes the next transaction.&nbsp;<br><\/p>\n\n\n\n<p><em>Note: The core action will vary depending on the nature of your business. For instance, the core action for a hotel business would be booking a room for a night.<\/em><br><\/p>\n\n\n\n<p>Whatever the core action is, understand how the user is doing it over a period.<br><\/p>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/Sharpest-decline-in-customer-retention-.png\" alt=\"\" class=\"wp-image-10998\" width=\"586\" height=\"373\"\/><\/figure>\n\n\n\n<p>In most cases, the sharpest decline in performing that core action happens in the initial one or two days. <\/p>\n\n\n\n<p>This decline is an indication that something is wrong with onboarding. <\/p>\n\n\n\n<p>If you can do a significant delta at this point, then you would see a cascading effect that would stabilize or even lift the curve. <\/p>\n\n\n\n<p>In short, your customer retention strategy should focus on improving the initial experiences of the user to lift the curve.<br><\/p>\n\n\n\n<h3 class=\"wp-block-heading\">4 Ways to Improve Activation<\/h3>\n\n\n\n<h4 class=\"wp-block-heading\">1. Understand the user\u2019s intent through interviews, surveys, etc.<\/h4>\n\n\n\n<p>Interact with your customers and understand the problem they wanted to solve. To do that, you need to know who to interact with and what message to include.&nbsp;<\/p>\n\n\n\n<p><strong>There are four types of customers that we recommend you interact with to get the information you need to improve your customer retention strategy:<\/strong><\/p>\n\n\n\n<ul class=\"wp-block-list\"><li><strong>Signed up, then vanished<\/strong><strong><br><\/strong>These are the set of users that signed up, did not engage at all, and just vanished. So the plan with them is to understand what they were looking for and the expectations with which they came to your business.<\/li><li><strong>Signed up, engaged a bit but haven\u2019t reached the goal yet<\/strong><strong><br><\/strong>For example, these people added a product to the cart but haven\u2019t made the final transaction. The plan with them is to understand if they have any questions and answer any of their queries and the central objective they want to achieve.<\/li><li><strong>Signed up and reached the goal recently<\/strong><strong><br><\/strong>Try to understand what motivated them to make the purchase. Another thing to know from these users is what almost prevented them from buying. These users have overcome the anxiety and friction and took the final step. The moment they have done the action is the right time to get in touch with them to understand whether there was anything in the flow that almost prevented the purchase. Doing so unlocks a lot of insights that you can add to your customer retention strategy.<\/li><li><strong>Signed up, engaged but uninstalled <\/strong><strong><br><\/strong>Understand what went wrong, where did you not meet their expectations, and what else could have been done.<\/li><\/ul>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\"><em>&nbsp;\u201cThis activity provides a lot of insights, and I have been doing this for a long time. Seldom have I come across a time when I\u2019ve spoken to a customer and not uncovered a new insight. This activity, though not always&nbsp; scaleable, certainly helps especially for people working on the retention side &#8211; I think such customer interaction is&nbsp; imperative.\u201d <\/em><\/p>\n\n\n\n<h4 class=\"wp-block-heading\">2. Design an experience for the users and walk them through their goal<\/h4>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/Walk-users-through-their-goal.jpg\" alt=\"\" class=\"wp-image-11000\" width=\"666\" height=\"321\"\/><\/figure>\n\n\n\n<p>This is what it looks like before you\u2019ve understood the goals of each user. The idea is to push your business goal to them. <\/p>\n\n\n\n<p>This would be an umbrella message that is not specific to each user and gives a general idea of what you do.<br><\/p>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/Walk-users-through-their-goal-for-each-user.png\" alt=\"personalized onboarding for customer retention\" class=\"wp-image-11002\" width=\"679\" height=\"322\"\/><\/figure>\n\n\n\n<p>But once you know what each user is looking for, this is what the onboarding could like. <\/p>\n\n\n\n<p>By personalizing the onboarding process, you will help the users recognize that it is designed to achieve their goals. And the rewards for it show up in the form of their retention.&nbsp;<\/p>\n\n\n\n<h4 class=\"wp-block-heading\">3. Find your \u201c7 friends in 10 days\u201d metric<\/h4>\n\n\n\n<p>For those who are not familiar with Facebook\u2019s \u201c7 friends in 10 days\u201d metric, it basically goes like this.:<\/p>\n\n\n\n<p>Facebook found that people who reached seven friends in 10 days were more likely to remain engaged with their product than those who didn\u2019t. So they spent a lot of time and effort trying to get more people to meet this condition.<\/p>\n\n\n\n<p>We have provided an overview of creating your \u201c7 friends in 10 days&#8221; metric below, but we recommend you <a rel=\"nofollow\" href=\"https:\/\/andrewchen.com\/my-quora-answer-to-how-do-you-find-insights-like-facebooks-7-friends-in-10-days-to-grow-your-product-faster\/\">click here to understand it in detail to create a success metric<\/a> for your customer retention strategy.&nbsp;<br><\/p>\n\n\n\n<ul class=\"wp-block-list\"><li>Decide on a success metric.<\/li><li>Aggregate user-level data for a bunch of events that you think would improve the probability of success.<\/li><li>Set up a table to compute the correlation between columns.<\/li><\/ul>\n\n\n\n<h4 class=\"wp-block-heading\">4. Remove Obstacles<\/h4>\n\n\n\n<p>There are four core principles you need to consider:<\/p>\n\n\n\n<p><strong>Educate Users<br><\/strong>For a new user, platform education is key. Onboarding should clearly communicate the value proposition and walk them through how to use the platform. <\/p>\n\n\n\n<p>For existing customers, educate them about the product or new products or features through product walkthroughs, videos, tooltips, etc.<\/p>\n\n\n\n<p><strong>Entice Users<br><\/strong>Serve messages in chunks at different steps of onboarding. Tease users with how wonderful life becomes once they finish onboarding. For example:<br><\/p>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\"><em>\u201cWhen we have to get a survey filled, we mention things like &#8211; Hey! Only one minute left or Hey! Last question, and you\u2019re about to unlock a reward. That motivation at the right time helps keep the user in the flow.\u201d<\/em><\/p>\n\n\n\n<p><strong>Reduce Friction<br><\/strong><\/p>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\"><em>\u201cWherever you can reduce friction, you would see the results translate to conversion and retention immediately.\u201d<\/em><\/p>\n\n\n\n<p><em><br><\/em>You can reduce friction by pre-filling certain forms, limiting the number of choices to help the user make the right choice, breaking tasks into easy steps, etc.<\/p>\n\n\n\n<p><strong>Make Onboarding Productive<br><\/strong><\/p>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\"><em>\u201cAt the end of the day, retention would mean you are changing someone\u2019s habit and installing a new habit in place. For that to happen, the idea here is &#8211; Can I start giving certain dopamine hits at the time of onboarding itself. It means giving the user a certain reward to make them excited for the usage, and that experience upfront sticks along.\u201d<\/em><\/p>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\"><em>\u201cIn the case of Shuttl, we used to give a free ride for users to try on, and if someone was not able to take the bus, we would give another one. Until and unless they have gone through our experience, it is difficult to install that habit in the user\u2019s mind.\u201d<\/em><\/p>\n\n\n\n<h3 class=\"wp-block-heading\">Examples of CashKaro\u2019s Onboarding&nbsp;<\/h3>\n\n\n\n<h4 class=\"wp-block-heading\">Example 1: To Motivate Users and Clarify Value Proposition<\/h4>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/CashKaro-Onboarding-example-1.png\" alt=\"Customer retention strategy\" class=\"wp-image-11013\" width=\"778\" height=\"190\"\/><\/figure>\n\n\n\n<p>Traditionally, CashKaro achieves this objective through simple push notifications, e-mails, etc.<\/p>\n\n\n\n<p> This was a different experiment they tried through push notifications and Typeform that included a GIF-laden interactive onboarding flow. Let\u2019s dive into it step-by-step.<\/p>\n\n\n\n<figure class=\"wp-block-image size-large\"><img decoding=\"async\" width=\"492\" height=\"233\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/CashKaro-Onboarding-0.png\" alt=\"CashKaro notification\" class=\"wp-image-11014\"\/><\/figure>\n\n\n\n<p>First, a push notification was sent to the user.<\/p>\n\n\n\n<p> It is important to note that they\u2019ve used an actual person&#8217;s face in the notification instead of a faceless icon like the logo of the company to better connect with the user. <\/p>\n\n\n\n<p>They noticed that doing so helps them get better CTRs.&nbsp;<\/p>\n\n\n\n<p>Upon clicking the notification, it led the users to a Typeform.<\/p>\n\n\n\n<figure class=\"wp-block-image size-large\"><img decoding=\"async\" width=\"546\" height=\"373\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/CashKaro-Onboarding-.png\" alt=\"CashKaro Onboarding typeform 1\" class=\"wp-image-11015\"\/><\/figure>\n\n\n\n<p><em>Note: The same person appearing on the notification appears as a GIF in the Typeform.&nbsp;<\/em><br><\/p>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\"><em>\u201cThis is a very quick onboarding exercise we do with our new customers. It\u2019s playful, and the idea is to entertain the user while explaining the value proposition.\u201d<\/em><\/p>\n\n\n\n<p>On clicking \u201cLet\u2019s Start together,\u201d it takes the user to a three-step onboarding process.<br><\/p>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/CashKaro-Onboarding-1.png\" alt=\"CashKaro Onboarding typeform 2\" class=\"wp-image-11016\" width=\"543\" height=\"446\"\/><\/figure>\n\n\n\n<p>Here, they convey what they do and provide motivation by saying that &#8211; I have myself saved XYZ amount.<br><\/p>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/CashKaro-Onboarding-2.png\" alt=\"CashKaro Onboarding typeform 3\" class=\"wp-image-11017\" width=\"576\" height=\"435\"\/><\/figure>\n\n\n\n<p>Next, they convey the core value proposition clearly. The content here comes from listening to their customer queries.<\/p>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\"><em>\u201cThis content is coming from listening to our customer queries, especially the new user interviews, where we find that some people get confused about the value proposition. So picking that up from those interviews and trying to address that up-front in onboarding.\u201d<\/em><\/p>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/CashKaro-Onboarding-3.png\" alt=\"CashKaro Onboarding typeform 4\" class=\"wp-image-11018\" width=\"574\" height=\"472\"\/><\/figure>\n\n\n\n<p>The next step involves solving any anxiety or concern the user might have by communicating facts that evoke trust.<\/p>\n\n\n\n<p style=\"color:#076fd7\" class=\"has-text-color has-background has-very-light-gray-background-color\"><em>\u201cThe idea is to proactively identify and address whatever causes anxiety to the user or the questions a user has in mind.\u201d<\/em><\/p>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/CashKaro-Onboarding-final.png\" alt=\"CashKaro Onboarding typeform final\" class=\"wp-image-11019\" width=\"575\" height=\"426\"\/><\/figure>\n\n\n\n<p>Finally, they provide an exclusive gift &#8211; which is a small reward for going through this onboarding process.<br><\/p>\n\n\n\n<p><strong>Results<\/strong><\/p>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/CashKaro-Example-Onboarding-1-Results.png\" alt=\"\" class=\"wp-image-11020\" width=\"452\" height=\"140\"\/><\/figure>\n\n\n\n<p>This experiment was tested for a very small segment, but the numbers are statistically significant with a 100% confidence interval.&nbsp;<\/p>\n\n\n\n<p>They noticed an <strong>uplift of 32% in Activations<\/strong> with this experiment.<br><\/p>\n\n\n\n<h4 class=\"wp-block-heading\">Example 2: To Educate Users and Make Onboarding Productive<\/h4>\n\n\n\n<figure class=\"wp-block-image size-large is-resized\"><img decoding=\"async\" src=\"https:\/\/rocketium.com\/academy\/wp-content\/uploads\/2021\/06\/CashKaro-Onboarding-Example-2.png\" alt=\"Customer retention strategy 2\" class=\"wp-image-11021\" width=\"773\" height=\"191\"\/><\/figure>\n\n\n\n<p>This is another experiment CashKaro did with their reward structure. But they could both be sub-optimal. The challenge with push notifications is delivery. People get an onslaught of notifications every day, so they end up ignoring them most of the time. You\u2019ll have to re-activate, engage, and resurrect many dormant customers, which can be painstakingly difficult.<\/p>\n\n\n\n<p>But, If you can do the previous things right, you would be able to retain the right customers. <\/p>\n\n\n\n<p><a href=\"https:\/\/www.regpacks.com\/blog\/saas-churn-rate\/\">In case a churn is happening<\/a>, the idea is to again look at it through the lens of habit formation. <\/p>\n\n\n\n<p>If you get habit formation right, you will not have to worry about resurrection.&nbsp;<\/p>\n\n\n\n<p>Another way to approach resurrection is, of course, by funding offers, special promotions, etc.<br><\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Final Words<\/h2>\n\n\n\n<p>At the end of the day, you\u2019ve spent a lot on acquiring new customers, but the fact is 60% to 80% of the customers you acquire get churned. <\/p>\n\n\n\n<p>Developing a well-planned customer retention strategy can help retain some of those customers &#8211; as a result, reducing cash-burn on acquisition and leading to sustainable growth. <\/p>\n\n\n\n<p>In fact,<a href=\"https:\/\/hbswk.hbs.edu\/archive\/the-economics-of-e-loyalty\"> a study<\/a> published by Harvard Business School found that increasing customer retention rates by 5% can increase profits by 25% to 95%!&nbsp;&nbsp;<\/p>\n\n\n\n<p>We hope the insights from this blog will help you build a successful customer retention strategy.
